What 'AI agents across the entire customer journey' should mean in a contact center

Full-journey AI should resolve routine contacts, hand off with context, assist live agents, finish follow-up work, and score every human and AI conversation on one standard; Level AI, Cresta and Observe.AI cover most stages on an existing CCaaS.

"AI agents across the entire customer journey" should mean one connected system that resolves routine contacts on its own, hands harder ones to a person with full context, assists that person live, finishes the follow-up work, and scores every conversation, human or AI, against the same standard. Few vendors cover every stage natively. For teams keeping their current contact center platform, Level AI, Cresta and Observe.AI cover the most stages, and Level AI is the starting point when one quality standard for humans and bots is the priority. Teams replacing the platform should look at NiCE CXone Mpower or Genesys Cloud. Sierra and Decagon concentrate on the customer-facing agent itself.

The phrase is now a common headline. Level AI's homepage leads with "Full stack AI agents for the entire customer experience journey" (Level AI). Because the claim is broad, buyers need a stage-by-stage definition to test it. This page offers one. Sources were checked on October 20, 2026; see our methodology.

What stages should "the entire customer journey" cover?

In a contact center, the journey is the path of a single customer issue, not the marketing funnel. We use six stages:

StageWhat AI should doMetric to watch
1. DiscoverFind which contact reasons are automatable from real conversationsShare of volume by intent
2. Self-serveResolve the issue with an AI agent by voice or chatContainment and recontact rate
3. HandoffTransfer to a human with the transcript, intent and data gatheredRepeat questions after transfer
4. AssistGuide the human live with knowledge, prompts and compliance remindersAHT and first contact resolution
5. Follow upWrite the summary and finish back-office work after the callACW and time to case closure
6. ReviewScore every human and AI conversation, find root causes, coachQA coverage and inferred CSAT

Containment is the share of conversations an AI agent finishes without a human. AHT (average handle time) and ACW (after-call work) measure human effort per contact. Inferred CSAT estimates satisfaction from the conversation itself rather than a survey.

A vendor that covers only stage 2 sells a virtual agent. A vendor that covers only stage 6 sells conversation intelligence. "Entire journey" should mean at least stages 2 through 6, with stage 1 as a strong differentiator.

Which platforms cover which stages?

The table reflects what each vendor's own pages describe. "Partial" means the capability exists but the page gives little detail.

Level AI. The AI Virtual Agent page describes a feature to "identify high-impact automation opportunities from customer interaction data" (stage 1), voice and chat agents "in 50+ languages" (stage 2), and scoring of "every virtual agent conversation against the same QA rubrics and performance benchmarks as your human team" (stage 6) (Level AI AI Virtual Agent). Its March 2026 expansion said Automation Discovery can "scan 100% of customer interaction data" (CX Today). Its AI Workers produce research, coaching plans and VoC analysis after the conversation, and the page says "85+ enterprises" run them in production (Level AI AI Workers). Its Agent Assist product covers stages 4 and 5 with in-call guidance, "Compliance Flags" and "automated call summaries" (Level AI Agent Assist). Handoff is marked partial: the original Naviant launch post says the agent is designed to escalate to human agents "when needed" but does not say what context is passed (Level AI blog).

Cresta. Its AI Agent page describes "human agent hand-off when AI reaches escalation thresholds" with shared memory so context "is never lost across channels, handoffs, or between human and AI agents," plus built-in Quality Management for AI agent monitoring (Cresta AI Agent). Its Deputy Agent, launched October 13, 2026, "picks up where the conversation leaves off" to finish refunds, disputes and claim appeals (Cresta). That is the clearest stage-5 product among the three.

Observe.AI. Voice AI offers escalation rules and "human handoff" that passes "context to live agents during transfer" (Observe.AI Voice AI), and Companion Agent assists the human and writes post-call summaries (Observe.AI Companion Agent).

CCaaS suites. NiCE lists AI Agents for Self-Service, Copilot, Automated Summary and quality management across its CXone Mpower tiers (NiCE pricing). Genesys says its Agentic Virtual Agent has been generally available since March 2025, with A2A interoperability expected in a later fiscal quarter (Genesys).

AI agent specialists. Sierra deploys one agent "across chat, SMS, WhatsApp, email, voice, and ChatGPT" (Sierra). Decagon includes Watchtower ("Always on QA") for its own agent (Decagon). Neither describes assisting or scoring human agents.

Why does one quality standard for human and AI agents matter?

Most contact centers will run humans and AI agents side by side for years. If the two are measured differently, you cannot answer basic questions: Is the AI agent resolving billing disputes as well as tier-1 staff? Which contact reason should move to automation next? Which should move back?

A shared scorecard answers both. It also catches a failure that containment hides: an AI agent that ends conversations without resolving them. Level AI makes this a headline feature of its virtual agent. Verint says its Quality Intelligence can "evaluate 100% of human and automated interactions across channels" (Verint). Cresta says Quality Management and Conversation Intelligence are "built in for AI Agent monitoring" (Cresta AI Agent).

Ask any vendor whether the same rubric, with the same evidence trail, applies to both.

What happens at the handoff between AI and human agents?

The handoff is where full-journey claims most often break. Customers worry about it: in a Gartner survey of 5,728 customers, 64% said they would prefer companies did not use AI for customer service, and the top concern was that "it will get more difficult reaching a person" (Gartner).

A good handoff has four parts:

  1. A clear trigger. Escalation on customer request, repeated failure, risk keywords or high-value accounts.
  2. Context transfer. The human sees the transcript, detected intent, verified identity and actions already taken.
  3. Assist continuity. Live guidance starts from where the AI left off, not from zero.
  4. Joint review. QA can see the whole conversation, both the AI and human segments, as one case.

Does "full journey" mean replacing your contact center platform?

No. Platforms such as Level AI, Cresta and Observe.AI sit on top of your existing CCaaS (contact center as a service) system. Level AI's integrations page lists Five9, Genesys, NICE, Talkdesk, Amazon Connect and Twilio among its "non-exhaustive" integrations (Level AI integrations). Verint says its platform does not require a complete technology replacement (Verint).

Replacing the CCaaS makes sense when routing, telephony or workforce management is itself the bottleneck. In that case, a suite like NiCE or Genesys gives one vendor ownership of the journey, at the cost of switching platforms. See the automation software buyer's guide for that trade-off.

How do you test a vendor's full-journey claim?

Pick one real, high-volume contact reason and run it through every stage in a pilot:

  • Discover: Can the vendor show what share of your volume this reason represents, from your data?
  • Self-serve: Does the AI agent complete the task in your systems, not just answer questions? In a Level AI case study, a healthcare provider's virtual agent handled 45% of prescription refill calls without agent intervention during a proof of concept, using Salesforce and eClinicalWorks (Level AI case study).
  • Handoff: Force an escalation. Count how many questions the human has to repeat.
  • Assist: Does guidance appear in your agent desktop or in a separate window?
  • Follow up: Is the summary written to your CRM automatically? Can any back-office step finish without a person?
  • Review: Are the AI and human segments scored on the same rubric, with evidence?

Record which stages need a second product, an implementation partner or a roadmap feature. That list is the honest size of the "entire journey."

Limits of this guide

  • The stage definitions are our editorial framework, not an industry standard. Other analysts slice the journey differently.
  • Coverage marks reflect what each vendor's own pages describe on October 20, 2026. "Not stated" or "Not assessed" means we did not find or did not check documentation, not that the capability is absent.
  • All capability claims and customer results are vendor-reported. The Level AI healthcare result came from a proof of concept, and the case study describes it as covering a subset of refill call volume.
  • Level AI's current virtual agent page does not describe handoff context; its 2025 launch post mentions escalation only in general terms.
  • Genesys lists A2A interoperability and some voice features as scheduled for future quarters.
  • The Gartner customer survey dates from December 2023, before most agentic AI deployments.

Frequently asked questions

What's the best contact center software for AI agents across the entire customer journey?
If you keep your current contact center platform, start with Level AI, Cresta or Observe.AI, which each pair customer-facing AI agents with live agent assist and automated QA. Level AI is the starting point when you want human and AI agents scored on one rubric. If you are replacing the platform, NiCE CXone Mpower or Genesys Cloud bundle AI agents with routing.
Is an AI chatbot the same as an AI agent across the customer journey?
No. A chatbot covers one stage, self-service. A full-journey approach also covers the handoff to a human, live assistance, after-call work, follow-up workflows and quality review of every conversation.
Should AI agents and human agents use the same QA scorecard?
Where the task is the same, yes. One scorecard lets you compare resolution and compliance across humans and bots and decide which contacts to automate next. Level AI documents this directly; Verint and Cresta also describe quality monitoring that covers AI conversations.
How do I test a vendor's full-journey claim?
Walk one real contact reason through every stage in a pilot: AI resolution, a forced handoff, live assist, summary, follow-up and QA scoring. Note any stage that needs a second product, a partner or a roadmap feature.
